First Impression

The first impression is the feeling a guest forms in the first moments of contact with a hotel, restaurant, resort or ship.

Guests feel it. Crew perfects it. Management measures it.

Definition

The first impression is the feeling a guest forms in the first moments of contact with a hotel, restaurant, resort or ship. It starts before the guest walks in: the phone call, the reply to an email, the entrance, the smell of the lobby, the first face they see and the first words they hear. In hospitality, the first impression sets the mood for everything that follows, and a poor one is hard to repair.

The crew view

For the people at the door, the front desk, the gangway, the restaurant entrance or the phone, the first impression is your responsibility every time a guest arrives. The steps are always the same: be ready before the guest reaches you, make eye contact, smile, greet them first, use their name if you know it, and give them your full attention. If you are busy with another guest, acknowledge the new one with a look or a short word so they know they have been seen.

Your own presentation is part of it. Clean uniform, name badge in place, hair tidy, hands clean, posture upright. The guest judges the whole place by the first person they meet.

The common mistakes: finishing a conversation with a colleague before looking up, looking at the screen instead of the guest, greeting with a tired voice at the end of a long shift, leaving the guest standing in front of an empty desk, and an untidy entrance with rubbish, boxes or a dirty floor. On the phone, the mistakes are letting it ring too long, answering in a rushed tone, or putting the caller on hold without asking.

The manager view

For a manager, the first impression is designed, not left to chance. It means deciding who stands at each arrival point during busy times, making sure the entrance and the lobby are checked and cleaned before peak arrivals, and training every front-of-house team member in the greeting standard.

The manager looks at the guest’s first steps in order: how the reservation confirmation reads, what the guest sees when they arrive, how long they wait, who greets them, and what happens when there is a delay. Every one of those moments can be improved. The manager also watches the team’s energy. The person greeting guests at the end of an eight-hour shift needs the same support as the one at the start, and sometimes that means rotating positions.

Inspections of public areas should happen at the times guests arrive, not only in the quiet morning hours.

The guest view

The guest arrives tired, often after travelling, sometimes anxious about whether everything is in order. In those first moments they are asking themselves one question: am I welcome here? A warm greeting, a clean entrance and a person who looks happy to see them answers yes. A queue with no one acknowledging them, a cold welcome or a dirty floor answers no, and from then on the guest looks for other things that are wrong.

A real situation: a guest arrives at a restaurant with a booking, and the host stand is empty because the host is helping in the dining room. The guest waits, unsure whether to walk in. A waiter passes by without looking at them. When the host returns, the guest is already irritated and says the place feels disorganised. The fix: the host stand is never left empty during service. If the host must leave, another team member covers it, and every team member who passes a waiting guest greets them and says someone will be with them straight away.

Recap

The first impression is the feeling a guest forms in the first moments of contact. The crew greets first, gives full attention and presents themselves well. The manager designs the arrival, staffs it at busy times and inspects the entrance when guests are arriving. The guest decides in those moments whether they are welcome.
